Le premier client se pr\u00e9sente \u00e0 la r\u00e9ception d&rsquo;un atelier. <br \/>Aimable, mais tendu : \u00ab Pour \u00eatre honn\u00eate, la derni\u00e8re fois, tout a pris beaucoup plus de temps que pr\u00e9vu. \u00bb  <\/p>\n<p>Pas de reproche. Pas de d\u2019impolitesse. Juste une phrase et un regard qui en disent plus que des mots.  <\/p>\n<p>Dans la t\u00eate du conseiller client\u00e8le, le programme est d\u00e9j\u00e0 en marche : l&rsquo;atelier \u00e9tait d\u00e9bord\u00e9. Les pi\u00e8ces sont arriv\u00e9es en retard. Ce n&rsquo;\u00e9tait pas de ma faute. <br \/>Ce qui souvent vient ensuite : \u00ab Je ne peux h\u00e9las rien y faire, c&rsquo;\u00e9tait \u00e0 cause de l&rsquo;atelier. \u00bb Conversation termin\u00e9e. Mission accomplie. Et pourtant, quelque chose s&rsquo;est \u00e9gar\u00e9. Pas \u00e0 cause du feedback-client, mais \u00e0 cause de la r\u00e9action.       <\/p>\n<h3><strong>Pourquoi le feedback-client et sa culture dans le service ainsi que dans la vente ne sont pas pas une \u00ab comp\u00e9tence douce \u00bb, mais un v\u00e9ritable facteur de succ\u00e8s<\/strong><\/h3>\n<p>Dans le garage, on est constamment \u00e9valu\u00e9. Pas seulement en ligne, mais dans le contact direct : dans le ton, dans l&rsquo;h\u00e9sitation, dans le fameux \u00ab en fait \u00bb. Pour les conseillers client\u00e8le et les vendeurs, le feedback-client n&rsquo;est pas un bruit de fond, mais une composante centrale de la relation avec le client.  <\/p>\n<p>Le feedback-client n&rsquo;est pas une attaque. C&rsquo;est une offre. Les clients donnent du feedback-client parce que quelque chose leur importe : le temps. La fiabilit\u00e9. La transparence. La consid\u00e9ration.     <\/p>\n<p>Une bonne culture du feedback ne commence donc pas par la r\u00e9ponse parfaite, mais par une \u00e9coute sinc\u00e8re : ne pas se justifier, ne pas relativiser, ne pas chercher \u00e0 expliquer imm\u00e9diatement.<\/p>\n<p>Comprendre en priorit\u00e9 ce qui est d\u00e9terminant pour son interlocuteur \u00e0 cet instant pr\u00e9cis.<\/p>\n<h3><strong>L&rsquo;\u00e9preuve du feu : notre r\u00e9action<\/strong><\/h3>\n<p>Lors de nos formations, nous entendons souvent : \u00ab Bien s\u00fbr, j&rsquo;accepte le feedback, mais je ne pouvais pas influencer la situation. \u00bb<\/p>\n<p>C&rsquo;est peut-\u00eatre vrai. Et pourtant, il reste que : ce n&rsquo;est pas le feedback qui d\u00e9termine l&rsquo;exp\u00e9rience, mais notre r\u00e9action. <\/p>\n<p><strong>R\u00e9actions typiques \u2013 bien intentionn\u00e9es, peu efficaces :<\/strong><\/p>\n<p>\u00ab Nous faisons de notre mieux, mais cela peut arriver parfois. \u00bb<br \/>\u00ab Ce n&rsquo;est pas ce que je voulais dire. \u00bb<br \/>\u00ab L\u00e0, mes mains sont li\u00e9es. \u00bb<\/p>\n<p><strong>Ce qui fonctionne \u00e0 la place :<\/strong><\/p>\n<p>\u00ab Merci de m\u2019en avoir informer. \u00bb<br \/>\u00ab Je comprends que vous vous attendiez \u00e0 plus de fiabilit\u00e9. \u00bb<br \/>\u00ab Voyons ensemble comment nous pouvons mieux r\u00e9gler cela maintenant. \u00bb<\/p>\n<p>Cela ne change pas le pass\u00e9. Mais cela change bel et bien la relation. <\/p>\n<h3><strong>La culture du feedback n&rsquo;est pas une question de temp\u00e9rament, mais de formation.<\/strong><\/h3>\n<p>Une bonne culture du feedback n&rsquo;a rien \u00e0 voir avec le fait d&rsquo;\u00ab \u00eatre toujours gentil \u00bb, mais avec l&rsquo;\u00e9tat d&rsquo;esprit, la clart\u00e9 et la pratique.<\/p>\n<p>Dans le garage, cela signifie :<\/p>\n<ul>\n<li>Consid\u00e9rer le feedback comme une partie du processus, et non comme une perturbation.<\/li>\n<li>Donner aux collaborateurs les moyens de rester souverains face aux critiques.<\/li>\n<li>S&rsquo;entra\u00eener aux r\u00e9actions avant que la situation ne devienne stressante.<\/li>\n<\/ul>\n<p>Car le professionnalisme ne se manifeste pas quand tout se passe bien, mais pr\u00e9cis\u00e9ment quand les choses se compliquent.<\/p>\n<h3><strong>Ce qui reste vraiment au final<\/strong><\/h3>\n<p>Les clients se souviennent rarement de chaque d\u00e9tail d&rsquo;une intervention en atelier, mais ils se souviennent tr\u00e8s bien de la mani\u00e8re dont on leur a parl\u00e9 lorsque quelque chose n&rsquo;\u00e9tait pas parfait.<\/p>\n<p>Une culture du feedback saine cr\u00e9e :<\/p>\n<ul>\n<li>De la confiance au lieu de la justification.<\/li>\n<li>dialogue \u00e0 la place de la d\u00e9fense.<\/li>\n<li>De la fid\u00e9lit\u00e9 au lieu de l\u2019intention de changer.<\/li>\n<\/ul>\n<p>Et cela soulage aussi en interne : celui qui ne craint pas le feedback mais sait l&rsquo;utiliser travaille avec plus de calme, de clart\u00e9 et de plaisir. Nous le vivons toujours en formation : un seul changement de perspective suffit souvent pour transformer une critique en connexion. <\/p>\n<p><strong>Le feedback n&rsquo;est pas un risque.<\/strong><\/p>\n<p>C&rsquo;est un moment o\u00f9 la relation peut na\u00eetre.<\/p>\n<p>Et parfois, c&rsquo;est exactement ce moment qui d\u00e9termine si une personne vient simplement chercher sa voiture ou revient avec un bon sentiment.<\/p>\n<p>Nous vous accompagnons volontiers pour faire na\u00eetre la confiance \u00e0 partir de moments critiques \u2013 pour les clients et pour les \u00e9quipes.
